The quiet account

For a long time I read a quiet account as a healthy one, and I had it exactly backwards.

The advertiser who called every week was the difficult one. Questions about the auction, an argument about a rejected asset, a request to see the same report cut a fourth way. It felt like an account with a problem in it.

The quiet advertiser was easy. Spend steady, no calls, no escalation, nothing to manage.

What I could see from the platform, and could not read the meaning of, was that the quiet account had stopped changing. Nothing added, nothing turned off, no new asset uploaded since the setup was built, and a line underneath sloping down a little at a time.

The noisy advertiser was noisy because somebody was still deciding. Every complaint was a person who had a plan, was measuring it against something, and cared enough to disagree. That is what an engaged customer sounds like, and it does not sound pleasant.

Silence is not satisfaction. Silence is a business that has moved its attention somewhere else, while the account it stopped attending to keeps running on its last instruction. It runs until the annual budget is redrawn, or a new agency is appointed, or the founder decides the channel is finished. All of that happens in a room the platform cannot see. What the platform sees is a flat line for four months and then a cancellation that arrives as a surprise.

By the time it arrives the decision is old. It was taken in the quarter nobody argued.

So I learned to read the absence of argument as a signal, and to go looking for the accounts that had gone still rather than the ones making noise. A customer who has stopped arguing with you has usually stopped choosing you, and they will say so in a room you are not in.
